This agent is the workhorse of the system. For tickets classified as "how-to" questions or known issues, it searches the company's knowledge base, product documentation, and historical ticket resolutions to find the best answer.

But it does not just return a link to an article. It synthesizes a personalized response that directly addresses the customer's specific question, using their product configuration and account context. If a customer asks "how do I set up SSO," the response includes the exact steps for their subscription tier, links to the relevant documentation, and notes any prerequisites specific to their account setup.

The key insight was that customers did not want to read documentation — they wanted their specific question answered. The agent bridges that gap by turning generic articles into personalized responses.

The agent's responses go to a review queue for the first week of deployment. A support agent reviews each draft, either approving it with one click or editing it before sending. This review step serves two purposes: quality assurance and model refinement. Every edit teaches the system what good looks like for this company.

Agent 3: The Escalation Agent

Not everything can be automated, and recognizing the limits is critical. The escalation agent monitors ticket classifications and confidence scores. When the triage agent's confidence falls below 85%, when a ticket involves data integrity or security concerns, when a customer has submitted three or more tickets on the same issue, or when the sentiment analysis detects high frustration, the ticket is immediately routed to a human agent with full context and a suggested approach.

This means human agents only see tickets that genuinely need their expertise, and they arrive pre-loaded with all the information needed to resolve them quickly.

Week 3: Deployment and Optimization

Phased rollout

We did not flip a switch. The system went live in three phases:

Days 1-3: Shadow mode. The system processed every ticket but took no action. We compared its outputs to what the human team actually did. This caught edge cases and calibration issues before any customer was affected.

Days 4-7: Assisted mode. For high-confidence how-to and billing tickets, the system drafted responses that went to a review queue. Agents could approve with one click or edit. Approval rate started at 78% and climbed to 91% by day seven as we refined the prompts and knowledge base retrieval.

What Made This Work
